Documentation Best Practices for Support Teams

Documentation best practices for support teams: how to write help center articles that deflect tickets, stay current, and work as contextual documentation in-product.

Start from the tickets you already answer

The best documentation is not the longest library. Pull the last month of tickets and write the ten how-to themes that repeat. That is how knowledge base software earns trust with support teams.

Write for scanning

Lead with the outcome. Use action titles. Prefer numbered steps and screenshots over long prose. Present tense and second person (“Click Settings”) beat passive voice. Customers should find the answer in under a minute.

Publish where people look

A portal help center is for shareable links and SEO. Contextual documentation inside the product widget is for mid-task unblock. Publish once to both whenever you can. Read contextual documentation for the strategy.

Keep docs next to shipping

When a release lands, update related articles the same day you publish the changelog. Stale help destroys trust faster than missing help. Archive retired UI before agents paste the wrong steps.

Make articles part of first reply

Add article links to macros and shared replies. If support still rewrites the same paragraph weekly, that article is incomplete or hard to find. Review monthly and promote the next highest-volume theme.
